Closing the loop on detractors in Salesforce: a 5-step playbook

A low score is only useful if someone acts on it. Five steps to make sure every detractor gets an owner, a call and a fix, inside Salesforce.

Most unhappy customers don't complain; they just leave. A survey is the one moment they tell you, and in many companies that answer sits in a survey tool or a spreadsheet until the monthly report. Closing the loop means every low score reaches a person who can fix it, fast, with the context to do it well. Here's how to set that up in Salesforce.

Step 1. Ask at the moment, not on a calendar

Trigger the survey from the Salesforce event that matters: a case closed, an onboarding finished, a renewal 90 days out, a deal won or lost. Feedback tied to a moment is specific ("the second technician fixed it") and actionable. A quarterly blast is neither.

Step 2. Write the answer on the record

The response should sit on the Account, Contact, Case or Opportunity it belongs to. When an account owner opens the record before a call, the last score and comment should be right there. Feedback in another tool doesn't get read.

Step 3. Route by score, automatically

Score (0–10)GroupWhat happens
0–6DetractorA high-priority case opens with an owner and a due date
7–8PassiveA 30-day nurture: a check-in task or a helpful follow-up email
9–10PromoterA thank-you plus a review, referral or case-study ask

NPS itself is the percentage of promoters minus the percentage of detractors, so it runs from −100 to +100.

Routing rules: detractors get an owned case, passives a nurture, promoters a thank-you and an ask.

Step 4. Set a follow-up standard and track it

Agree on a target, for example reaching every detractor within two business days, and report on it. "Detractors followed up on time" is often a better leading indicator than the NPS number itself, because it's fully in your team's control.

Step 5. Close the outer loop every month

The inner loop fixes one customer's problem. The outer loop fixes the cause. Once a month, group detractor comments by theme (billing, response time, onboarding) and give each theme an owner. Then tell customers what changed. Nothing builds trust faster than "you told us, we fixed it."
